Flights arrive. Luggage appears. Reservations are found. Rooms are ready. Transportation shows up. Directions make sense. Visitors move through these moments without giving much thought to the systems, people and coordination behind them.
Then something stops working.
The flight is delayed. A suitcase is missing. A booking cannot be found. Credit cards get declined for no apparent reason and that restaurant reservation has somehow magically disappeared.
At that moment, the real quality of the visitor experience becomes visible.
Most organizations prepare extensively for normal operations. Processes are documented, responsibilities are divided and systems are designed around the assumption that things will work as planned.
Far less attention is given to what happens when they do not.
And the problem is not unwillingness. Employees genuinely want to help, but lack the information, authority or confidence to act. They know their own part of the process, but not what happens beyond it. The visitor is then passed from one person to another, while each person correctly explains why the issue belongs somewhere else.
Organizationally, that may make sense. To the visitor, it does not.
A traveler does not experience a delayed transfer, a missing reservation and an unavailable room as three separate operational issues. It is one disrupted journey and experience that they will not just carry home with them; they will share it with friends and family, on social media.
That is why service recovery cannot depend on improvisation or individual goodwill. People need clear information, practical alternatives and enough authority to take the next step. Preparing for failure should be part of the organization’s design, not an afterthought.
The true test of a destination is not whether every process works perfectly. It is whether the destination remains connected when one part of the journey breaks.
A visitor will forget the original problem. But they will never forget the way, the efficiency and the elegance with which their problems were solved.
